Reviews Matter, Too: How to Turn Criticism Into a Business Opportunity
Reviews from visitors and customers have become an important tool when deciding where to eat, where to stay, what activity to try, or what experience to book. For tourism businesses, their value therefore extends far beyond a simple rating: reviews can influence an establishment’s reputation and, in certain circumstances, even shape how a potential visitor perceives Puerto Rico as a destination.
For this reason, Discover Puerto Rico recommends that members of the tourism industry pay close attention to the reviews they receive and, above all, develop a consistent approach to responding to them.
The recommendation is simple: respond to both positive and negative reviews, while recognizing that each requires a different approach.
Although managing social media is an additional responsibility for many small and medium-sized businesses—often falling to the owner or an employee who already handles multiple roles—responding to reviews should be part of that management.
For positive reviews, a simple strategy is to have a basic response prepared in advance. Thanking customers for sharing their experience, expressing appreciation that they enjoyed the product or service, and inviting them to return allows businesses to respond quickly and consistently.
Negative reviews require greater attention. One of the first recommendations is to distinguish between situations in which a customer genuinely received service that fell below expectations and those in which the business believes the criticism does not accurately reflect what occurred.
In both cases, the key is the same: respond without letting emotions take over.
Before writing a response, the owner or manager should set aside their personal perspective and try to view the situation from the customer’s point of view. This does not mean automatically accepting every criticism, but rather responding objectively, respectfully, and professionally.
When the customer is right, the recommended approach is to acknowledge it.
For example, if a restaurant experienced unusually slow service because it was operating with fewer staff members than usual that day, the business can acknowledge the situation, briefly explain what happened, and take responsibility for the customer’s experience.
The response should also aim to end on a positive note by inviting the customer to return and give the business another opportunity. When appropriate, the business may even offer an incentive, such as a discount on a future visit, a complimentary dessert, or a special offer.
The goal is not only to respond to the person who posted the review. The business is also responding to everyone who may read that comment in the future.
An empathetic and responsible response can help potential customers understand the context and develop a more balanced perception of what occurred.
But What Happens When the Criticism Seems Unfair?
Not every negative review necessarily represents a failure on the part of the business. In those situations, it is equally important to remain calm.
If a visitor questions an aspect of the experience that the business believes meets its established processes and standards, the response can be used to respectfully and specifically explain the measures taken to ensure the quality of its product or service.
For example, a hotel can explain its room cleaning and preparation protocols. A restaurant can describe its food-handling procedures or the measures it follows to keep its facilities clean and safe.
The recommendation, however, is to avoid responding defensively or confrontationally.
Responding to this type of criticism is not about winning an argument. It is about providing context. In some cases, it can even become an opportunity to educate the customer—and others reading the review—about the processes behind the experience the business provides.
It is also very important to keep the response on the platform where the review originated. A good practice is to respond directly on the platform where the customer posted the comment.
What is not recommended is taking a negative review from Facebook, Google, Tripadvisor, or another platform and turning it into a separate post on the business’s own social media accounts.
Doing so could give a criticism that may have initially reached a limited audience much greater visibility by turning it into content published by the business itself. The recommendation is to address the review directly where it was posted and avoid unnecessarily amplifying the situation.
Another important consideration is monitoring the different platforms where visitors can leave feedback. Facebook, Instagram, and TikTok are part of the everyday digital presence of many businesses, but they are not the only places potential customers look for information.
For tourism businesses, Google, Yelp, and Tripadvisor are particularly important platforms.
The reason is simple: these platforms are used by people actively searching for information to make a decision. A review can become part of the process that leads a visitor to book a hotel, choose a restaurant, or select an excursion.
Businesses should therefore be aware of how their establishment appears on these platforms and periodically review the feedback they receive.
Ideally, every business would have a trained person responsible for managing its digital presence and monitoring reviews. However, this is not always a viable option, particularly for small and medium-sized businesses.
In those cases, free tools can help make the process easier.
Artificial intelligence, for example, can be used as a support tool to transform an informally written draft into a more professional, courteous, and clear response, while also helping correct grammatical and spelling errors.
The tool does not replace the judgment of the owner or manager: the business must provide the facts and decide what it wants to communicate. AI can help express that message more effectively.
Establishing a routine can also be helpful. If reviewing feedback every day is not possible, setting aside at least one specific time each month to check Google, Tripadvisor, Yelp, and other relevant platforms can help prevent important comments from going unanswered.
Another important consideration for all business owners is that reviews can become a valuable source of information for the business.
Even a comment that initially seems trivial can reveal a detail that affects the visitor experience. A comment about the placement of a towel hook, for example, may seem insignificant until the owner considers how the guest experienced that moment and whether a simple solution could improve the experience for future visitors.
The recommendation, therefore, is to approach reviews from a constructive perspective.
Not every suggestion can be implemented, but those that reveal genuine opportunities for improvement can serve as valuable input for adjusting processes and elevating service quality.
Ultimately, an active digital presence and responsible review management communicate something important: there are people behind the business who listen, respond, and care about their customers’ experiences.
Reviews are part of the visitor experience. The way a business receives and responds to them is part of that experience as well.
